Nexon blog - The platform behind the experience

Is your contact centre platform equipped for what customer experience now demands?

The contact centre platform was once primarily judged by how well it managed interactions. That is changing.

Customer experience is becoming increasingly connected across digital and human engagement, automation and AI. The platform is moving into a role where these capabilities need to work together around the customer.

The implication is not simply more functionality. It is a different role for the platform.

From managing interactions to orchestrating experiences

The next generation of customer experience is less about managing individual interactions and more about orchestrating what happens around them.

AI is accelerating this shift, but orchestration is the more significant change. Customer intent can increasingly determine how people, automation, data and service capabilities come together to deliver an outcome.

Forrester’s 2026 research reflects this direction, identifying a move towards end to end orchestration across conversations, engagement and service workflows.

The same shift is emerging in Australia. KPMG Australia’s July 2026 AI Pulse reports that 89% of Australian organisations expect AI to remain a top investment priority, with attention increasingly moving towards embedding and scaling AI across the organisation.

A new platform question

If orchestration becomes central to customer experience, the platform needs to be assessed differently.

The question is not simply what it can do, but how effectively its capabilities work together to create the experience the organisation wants to deliver.

That distinction becomes increasingly important as customer experience continues to evolve.
